Keep the original request attached

A forwarded email often loses the most useful context: what the customer asked, which policy they meant, and what the agency already promised. Preserve the original message and link it to a verified customer and policy before starting downstream work.

If the match is ambiguous, ask for clarification. Two customers with similar names are not interchangeable. A fast answer attached to the wrong account creates more work than a short, well-directed question.

Distinguish intake from a decision

An assistant can organize a policy-change request without deciding that the requested change is appropriate or in force. The work record should distinguish captured information, missing information, licensed review, provider action, and confirmed outcome.

Use language that matches the actual state. “Your request is with the account owner” means something different from “your policy has been changed.” Customers rely on that distinction when deciding what to do next.

Make the next action visible

Assign an owner and a next check date even when an outside party holds the next move. Waiting for a document is a work state, not an excuse for the request to disappear.

Group the daily queue by what can move: ready for preparation, awaiting customer information, awaiting a licensed decision, and awaiting external confirmation. Review aging within each group so a long-running exception is visible.

  • Verify the customer and relevant policy.
  • Record the requested outcome in the customer’s words.
  • Assign the next action and accountable owner.
  • Keep confirmations and final customer communication attached.

Use completion evidence to improve the process

Inspect a small sample of closed requests. Can another team member explain what happened without asking the original handler? Is there evidence that the intended action actually completed? Was the customer told the correct outcome?

Use the gaps to improve intake questions and handoffs. The aim is a repeatable service experience that survives vacations, reassignment, and a busy renewal season.
